A Help Desk That Scales: Service Hub Plus a Customer Agent on the Top 20 Member Questions
Member questions arrived by email to whoever was around. A ticket pipeline, a curated knowledge base and a Customer Agent tested on the real top twenty questions turned it into a help desk.

Challenge
Members emailed individual staff about renewals, certificates and event access. Nothing was tracked, response times depended on who was in, and the same twenty questions were answered by hand hundreds of times a month.
Approach
- Created a ticket pipeline with SLAs and routed the shared inbox and website chat into it.
- Pulled six months of emails to find the top twenty questions, then wrote or rewrote one knowledge article for each and archived 40 obsolete ones.
- Separated internal policies into an internal-only vault so the agent could never cite them to a member.
- Configured the Customer Agent with the association's tone, escalation on negative sentiment and after two failed attempts, and ran all twenty golden-set questions through preview mode until it cited the right article every time.
- Launched on the website chat only for two weeks, reviewed transcripts weekly, then added email.
Results
- 38% of tickets resolved by the agent with the correct article cited.
- Median first response down from nine hours to 1.2 hours.
- Staff handle escalations and the complex cases, not renewals.
AI-readiness impact
Readiness went from 34 to 86. Every Customer Agent check passes: persona, sources, escalation, golden set and silent launch. The knowledge vault review is now a monthly task with an owner.
